When Service Level and First-Contact Resolution Pull Apart
Service level rewards speed into the queue. First-contact resolution rewards finishing the customer's reason for calling. Those goals can diverge when agents shorten calls to protect average handle time.
Look at FCR alongside transfer rate and same-day recontact for the same skill. If transfers rise while service level stays green, agents may be moving work rather than closing it.
In one Bangkok retail support group we reviewed, Monday morning service level looked healthy while Tuesday recontacts from the same account numbers rose by a fifth. The briefing pack showed both lines on one page so coaching could target wrap-up quality instead of speed alone.
When you brief leadership, present both metrics in the same window. Ask which outcome matters more for the current quarter: answering faster, or reducing the second call.
